Service Journey Mapping: Seeing the Service Through Users’ Eyes

A service journey map visualises how users experience a service across multiple interactions and touchpoints, from first contact through to outcome. It replaces internal assumptions with evidence, showing leaders exactly where a journey works well, where it breaks down, and which moments matter most to users.

Technique Overview

Service Journey Mapping: Seeing the Service Through Users’ Eyes Definition

A service journey map visualises how a user experiences a service across multiple interactions and touchpoints, showing their actions, thoughts, feelings and contact points from start to finish (Gibbons, 2018). The terms customer journey, user journey and service journey are used interchangeably in practice; all describe the same underlying idea, a person’s path through a service over time, rather than three separate methods. Unlike a process map, a journey map is built from the user’s point of view rather than the organisation’s.
